The AI Agent KPIs GCC Contact Centres Should Report to the Board
Containment alone flatters a bad bot. These are the measures that show whether an AI agent is actually taking work off the operation.
Boards in the Gulf are funding AI agents on a promise of fewer calls and steadier service. The number that usually comes back is containment, and containment is easy to inflate: count every session that did not escalate, including the ones where the customer gave up. A serious scorecard separates deflection from completed work.
Five numbers that survive a review
- Auto-resolution: the share of contacts where the agent completed the task, not only ended the chat.
- Escalation quality: humans receive context, and customers do not repeat themselves.
- Handle time and speed to first response, compared with the same journey on the human queue.
- CSAT or a short post-contact score, watched beside containment so a rude bot cannot look efficient.
- Cost per resolved conversation, using fully loaded contact-centre cost, not licence price alone.
Set the baseline before go-live
Measure the chosen journey for two to four weeks with humans only: volume, handle time, repeat contact rate and CSAT. Then turn the agent on for that journey alone. If auto-resolution rises and CSAT holds, you have a result. If containment rises and repeat contacts rise with it, the agent is bouncing work back into the queue.
A contained chat that creates a call tomorrow is not automation. It is a delay.
Report it as one programme
WhatsApp, voice and web should share the scorecard. Splitting them lets a strong channel hide a weak one, and hides customers who start on one channel and finish on another. Review the numbers weekly with operations and monthly with risk, and keep the audit log next to the dashboard.
